2026 ACA Study · Customer Forgiveness Report
One of the questions I ask every year in my customer service research is, “How many bad experiences will customers tolerate before they stop doing business with a company?”
The answer continues to surprise me.
Customers have always expected good service, but today they’re less willing than ever to forgive poor experiences. While many customers will give a company another chance, the margin for error continues to shrink.
Here’s what our 2026 research tells us.
Key Insights
One in five customers (20%) say they’ll stop doing business with a company after just one poor customer service experience. That’s more than double what we found in last year’s research.
For some customers, you simply don’t get a second chance.
Even customers who are willing to forgive one mistake have limits. By the second poor experience, many begin looking for another company.
Consistency matters. Customers don’t expect perfection, but they do expect you to learn from your mistakes.
Generational differences continue to show up in our research. Younger customers are generally less tolerant of friction and inconvenience, while older customers are often a bit more forgiving, especially when they feel the company is making a genuine effort to help.
Customers love companies that make doing business easy. In fact, 92% say convenience is important to them. When that convenience disappears, so does much of their patience.
The easier you make the experience, the more likely customers are to stay.
Mistakes happen. What matters is how quickly and effectively you recover.
When companies respond quickly, communicate honestly, and make things right, they often strengthen customer trust instead of losing it.

One Important Takeaway
Customers have more choices than ever before. If doing business with your company becomes difficult, switching to a competitor is easier than ever.

What This Means for You
When customers contact you with a problem, your frontline employees should have the tools, training, and authority to resolve as much as possible during the first interaction. The fewer transfers and callbacks, the better the experience.
Don’t wait for customers to tell you something went wrong. If you know there’s a delay, an outage, or another issue, communicate first. Customers appreciate honesty, and proactive communication builds trust.
